About the role
A customer support team lead runs a team of agents and keeps the queue under control. You coach agents, review conversations for quality, plan shifts, handle the hardest escalations and report on response times and service levels to management. The panel is deciding whether you can lift a team's performance while keeping both customers and agents on side.
How to prepare
- Prepare a coaching story about an agent who improved, with what you noticed, what you did and the result.
- Have figures ready from teams you led, such as response times or satisfaction scores, and what moved them.
- Think about how you would handle a sudden spike in tickets, such as during an outage or a promotion.
- Prepare an example of dealing with an agent's poor behaviour or attitude fairly and firmly.
- Revise how you run quality reviews and turn them into useful feedback rather than blame.
Common mistakes
- Talking about handling escalations yourself and never about developing the team.
- Focusing only on speed metrics and ignoring quality and customer outcomes.
- Blaming agents for problems caused by poor processes or tools.
